Responsibilities
- Manage the guest experience quality across the resort: daily rounds of the property to check in with guests, identify emerging issues before they escalate to formal complaints, and ensure that the quality standard across food and beverage, beach service, and room maintenance meets the communicated guest expectation
- Handle guest complaint resolution with authority and accountability: the guest relations officer has resolution authority — room upgrades, complimentary experiences, dining credits, spa bookings — to resolve situations without requiring manager escalation for every case
- Coordinate VIP and loyalty tier arrival management: welcome amenity setup, suite inspection, arrival message delivery, and the personal greeting that ensures VIP and repeat guests feel recognized from the moment they check in
- Manage the online review response strategy: in the Cancún all-inclusive market, TripAdvisor and Google reviews are directly linked to revenue — the guest relations officer identifies guests with issues before they leave, resolves them, and follows up post-departure to convert a negative experience into a positive review
- Liaise between departments on the guest's behalf: the guest relations officer is the guest's internal advocate — they escalate maintenance failures to engineering, food quality issues to F&B, and housekeeping standards failures to rooms division, with a follow-up mechanism that ensures completion
- Maintain VIP guest preference profiles and communicate to departments before arrival: the guest who mentioned their allergy two stays ago expects it to be known this time; the couple who preferred corner suites should be in a corner suite without asking
Requirements
- Hotel guest relations or front office supervisory experience
- English fluency — the Cancún all-inclusive guest relations role requires advanced conversational English for complaint handling with North American guests
- Conflict resolution and complaint management competency
- Emotional intelligence for managing upset guests professionally and empathetically
- Authority and decisiveness to resolve situations without referring every case upward
